Guest Experience

Remembered for the Right Reasons

We help owners design and deliver a guest experience that feels personal, runs reliably and builds the reputation an independent property depends on.

Why it matters

Experience Is What Guests Buy,
and What They Write About

Guests choose Santorini for the view. They choose a particular property, and come back to it, because of how they were treated. For a boutique hotel or villa, the guest experience is not a soft extra. It drives review scores, which shape visibility on every booking channel, which in turn shapes the rate you can achieve.

We approach guest experience as a designed system rather than a matter of good intentions. That means mapping each stage of the stay, deciding what should happen at each one, writing it down, training the team to deliver it and checking that it does. It also means using technology where it genuinely helps, so the team has more time for the moments that need a person.

The result we work towards is simple: guests who feel looked after from the first email to the last, and an owner who can see how the experience is performing.

Our view

Technology should take care of the routine, so that people can take care of the guest.

The guest journey

Designed Stage by Stage,
From Booking to Return

Every stay follows a journey. We work with owners and their teams to define what happens at each stage, who is responsible and how it is measured.

Service standards

What Good Service
Looks Like, Written Down

Standards only work when they are specific enough to train and check. We help each property define its own, in keeping with its style, then build them into daily practice.

  • Clear and consistent

The same standard on a quiet Tuesday in May as on a full Saturday in August. Consistency is what turns a good stay into a reliable reputation.

  • Personal, not scripted

Standards define what must happen, not the exact words. The team is trained to read each guest and respond as people, within a framework.

  • Anticipation

Using what we already know about a guest, from pre-arrival details or previous stays, to prepare before they have to ask.

  • Recovery

Things will occasionally go wrong. A clear process for listening, acting and following up often matters more to the guest than the original problem.

  • Checked, not assumed

Regular inspections, guest feedback and team debriefs show whether standards are being delivered, and where training is needed.

People and technology

The Balance Between Human
Warmth and Practical Tools

Guests at a boutique property expect warmth and attention. They also expect quick answers, easy check-in and accurate information. We use technology for what it does well and keep people at the centre of the experience.

Where people lead

The moments that shape how a stay is remembered are human ones. These remain the responsibility of a trained, well-briefed team.

  • The welcome on arrival
  • Recommendations and local knowledge
  • Celebrations and special occasions
  • Handling complaints and service recovery
  • The farewell

Where technology supports

Well-chosen tools reduce friction and free up the team’s time. Our technology work, delivered with PAVLA, connects these to the PMS so information flows without retyping.

  • Automated, personalised pre-arrival messages
  • Guest messaging across email and chat
  • Digital check-in and guest information
  • Guest profiles and preference history
  • Feedback surveys and review monitoring

Reputation, feedback and repeat guests

Listening Is a Commercial Discipline

Reviews are public, permanent and read closely by future guests. They influence ranking on OTAs and metasearch, and they shape how much guests are willing to pay. Managing reputation well is therefore as much a commercial task as a service one.

Reputation management

We monitor reviews across the main platforms and respond on the owner’s behalf, in a voice that suits the property. Responses are prompt, specific and honest. Recurring themes are passed straight back to operations, so the cause is addressed rather than only the comment.

Guest feedback

Not every guest writes a public review, and many of the most useful insights come privately. We set up simple post-stay surveys and in-stay check-ins, then analyse the results by theme and season so you can see what guests value and where the experience falls short.

Post-stay communication

A thoughtful message after departure thanks the guest, invites feedback and keeps the property in mind. Later communication is occasional and relevant: a new season, a change at the property, an offer for returning guests.

Repeat guest engagement

Returning guests are among the most valuable an independent property can have. They often book direct and arrive already loyal. We help you recognise them, remember their preferences and offer them a reason to return, in coordination with your digital growth and direct booking strategy.

Questions from owners

Guest Experience, Answered

Is guest experience a standalone service or part of management?

It is fully included in Complete Hospitality Management, where we are responsible for delivering it day to day. For owners who run their own operation, we can also work with your team to design the guest journey, write standards and set up feedback and reputation processes.

Will automation make my property feel impersonal?

Not if it is used carefully. We automate routine messages and information so the team has more time for guests, and we write those messages in the property’s own voice. Anything that benefits from a personal touch remains with people.

Who responds to our online reviews?

We can manage review responses on your behalf, following a tone and approach agreed with you. Sensitive cases are discussed with you before we reply. Either way, review themes are reported to you regularly.

How do you measure whether the guest experience is improving?

We track review scores and themes, private survey results, repeat guest numbers and service issues raised during stays. These are reported alongside operational and commercial performance so you can see the connection between them.

Do we need new systems to do this?

Often your existing PMS and messaging tools can do more than they are currently used for. We start there. Where a new tool would make a real difference, we will explain why and what it involves, and our technology partner PAVLA can implement it.

Can you help a villa or small property without a front desk?

Yes. Smaller properties need a guest journey designed around how they actually operate, with clear arrival arrangements, reliable communication and on-call support. We adapt the approach to the property rather than applying a hotel template.
